What is agent assist? How real-time AI helps human agents
Customers have questions, but sometimes the answers are buried in 50-page-long policy documents. You might know the answer is in there somewhere, yet it’ll take you some time to find it. So…the customer listens to your smooth jazz hold music while you start digging, and a call that could’ve taken a few minutes stretches far longer.
This is what agent assist aims to solve. AI works with your human agents during the conversation by suggesting replies, pulling answers from your knowledge base, flagging when the customer's mood turns, and writing the wrap-up notes when the call ends.
No, it’s not magic, but it sure can feel like it sometimes. Let’s go under the hood and look at what agent assist does, how real-time suggestions reach an agent during a live call, and how to set it up with Twilio.
What is agent assist?
Agent assist is AI that supports human contact center agents during live customer conversations by suggesting responses, surfacing relevant knowledge, and handling after-call work, while the agent stays in control of the conversation.
This isn’t an AI agent conversation. Your human representative is the one on the line doing the talking, but the AI is in the background lending a hand in real time.
We call this human agent augmentation: giving every agent a "second brain" that listens, understands, and surfaces the right data at the right time, so agents can focus on empathy, judgment, and complex problem-solving (you know, the hard things).
Agent assist is different from AI agents or call whispering:
AI agents: An AI agent handles the conversation on its own. Agent assist helps a human handle it. Many contact centers run both, with AI agents taking routine contacts and agent assist supporting humans on the rest.
Call whisper: In telephony, a call whisper is an audio message an agent hears before a call connects, like the caller's account type. AI agent assist sends suggestions as text on the agent's screen during the conversation.
What agent assist does during a live conversation
Twilio's human agent augmentation solution blueprint groups agent assist into a few core jobs. If you’re brand-new to agent assist, start with post-conversation implementation (where the risk is lowest):
Wrap-up assist: When the conversation ends, the AI writes the summary, assigns a disposition code, and captures sentiment..
Answers on demand: The agent asks a question and gets an answer drawn from your knowledge base, with sources.
Suggested replies: The AI drafts a response based on the conversation so far, and the agent reviews, edits, and sends it.
Live guidance: The AI tracks the conversation for things like script steps the agent hasn't covered yet, a shift in the customer's sentiment, or a recommended next action.
Starting with the wrap-up lets agents build trust in AI-generated output before it shows up mid-conversation. Real-time suggestions come next, using the same components and configuration.
How to roll out agent assist with Twilio
You can get started with agent assist in two different ways:
Agent Copilot in Twilio Flex provides built-in assist features an admin can turn on in the Console.
Twilio Conversations adds programmable real-time intelligence through Conversation Intelligence, grounded in Conversation Memory and Enterprise Knowledge, which you can shape to your own business rules and display in Flex or your own tools.
Many teams start with the first and add the second as their needs get more specific.
1. Turn on Agent Copilot and connect your knowledge
Agent Copilot is Flex's built-in AI assistant (currently in public beta). It includes:
Wrap-up notes: At the end of an interaction, Copilot generates a summary, sentiment, a disposition code, and a topic, which agents can review and edit depending on your settings. Admins can also send wrap-up notes to a CRM by webhook.
Transfer summaries: When an agent transfers a messaging conversation, Copilot drafts a summary for the next agent.
Customer highlights: With Unified Profiles turned on, agents see a quick summary of the customer's history before and during the interaction.
Ask Copilot: Agents type a question and get an answer that accounts for the current conversation, with a View sources option to check where it came from.
Suggested responses: Copilot drafts replies the agent can add to their response, edit, and send. Agents review every suggestion for accuracy before sending.
2. Add real-time signals with Conversation Intelligence
Copilot handles the common cases. Twilio Conversation Intelligence lets you define exactly what the AI watches for during a live conversation. Real-time Conversation Intelligence analyzes voice calls, SMS, WhatsApp, and RCS, with chat supported through the Conversations API (classic) bridge.
It runs on Language Operators, which are LLM-backed analysis tasks. Twilio provides four out of the box:
Next Best Response: Recommends the next message or action for the agent based on your business rules and knowledge sources, targeting sub-3-second latency on the live transcript. When there's no relevant context, it stays silent instead of guessing.
Script Adherence: Tracks whether the agent has covered each step of a required script, marking each criterion as met or unmet during the conversation.
Sentiment: Labels the conversation as positive, negative, neutral, or mixed.
Summary: Produces a concise summary, configurable by length and structure.
You can also write custom operators as natural-language prompts that return text, structured JSON, or a classification, like detecting an upsell opportunity or flagging a specific compliance phrase.
Rules control when operators run. Triggers include every communication (or every N communications), conversation inactive, conversation end, and on demand. Operators can also pull context from Conversation Memory and Enterprise Knowledge, so a suggestion accounts for the customer's history and your internal policies.
Enterprise Knowledge plays the same role here that knowledge sources play for Copilot: a searchable repository of your documents, websites, and text that uses hybrid semantic and lexical search to return the most relevant snippets.
3. Show live suggestions in the agent desktop
Operator results go out as webhooks, so the last mile is getting them onto the agent's screen. Twilio's guide to setting up live agent assistance walks through the architecture for voice calls:
Conversation Intelligence analyzes the active call and sends operator results to your backend by webhook.
Your backend normalizes the results and streams them to the agent's browser, keyed by the call.
A Flex plugin displays them in an Agent View tab next to the active task.
The tutorial on script adherence using real-time Conversation Intelligence with Twilio Flex builds a plugin that checks off script steps as the agent completes them, with sentiment and a summary alongside, and the code is available in the flex-agentassist-cintel repository. The guide also shows how to extend it with a custom operator, like upsell detection.
It's a proof of concept, so plan to adapt it for production. The plugin renders the result formats it was built for, so custom operators need matching display logic. Plugins are built and deployed with the Flex Plugins CLI, Twilio's recommended way to customize the Flex UI.
If your agents pick up conversations from an AI voice agent, Twilio's tutorial on integrating ConversationRelay with Flex for contextual escalations shows a plugin that displays the escalation reason, summary, and sentiment on the agent's desktop when the call arrives.
4. Automate the work around the conversation
Agent assist pays off twice: once during the conversation, and again in the minutes after it, when agents usually type notes, pick a disposition, and update the CRM.
Wrap-up: Copilot's wrap-up notes generate the summary, sentiment, disposition code, and topic automatically, and can post to your CRM by webhook.
CRM updates and workflows: Conversation Intelligence results trigger webhooks that update your CRM or kick off other workflows. The Operator Results API also stores results for reporting and for recovering a missed webhook.
Routing: TaskRouter routes Flex tasks on skills, language, priority, and any custom task attribute. Pass AI signals like sentiment into task attributes, and your routing rules can act on them.
Quality and coaching: Conversation insights (currently in public beta) aggregates operator results across conversations, so you can compare scores like script adherence by channel or between AI and human agents.
Our guide to automating call summaries, sentiment, and CRM updates covers that pipeline in detail.
How AI suggests replies to a human agent during a live call
Twilio Conversation Intelligence monitors a live call by analyzing the transcript as the conversation happens, and its Next Best Response operator recommends what the agent should say or do next (targeting sub-3-second latency). A Flex plugin displays the suggestion on the agent's screen.
Here’s what it looks like in action:
A customer calls about a delayed shipment and mentions they're planning to cancel.
The Sentiment operator flags the conversation as negative.
Next Best Response (grounded in your retention policy through Enterprise Knowledge) suggests offering expedited shipping at no charge.
The suggestion appears in the agent's desktop, and the agent decides whether and how to use it.
The customer hears none of this. The guidance stays on the agent's screen, and the agent stays the one talking.
Sometimes the right help is a person. Flex lets supervisors listen to live calls in real time through Teams in Flex (currently a limited public beta), and the Supervisor Barge and Coach plugin lets a supervisor talk privately to the agent without the caller hearing. Pair that with a Conversation Intelligence alert for negative sentiment, and the supervisor knows which call to join.
Agent assist plus workflow automation
Twilio pairs agent assist with workflow automation in one stack:
Agent Copilot and Conversation Intelligence help agents during the conversation
Conversation Intelligence rules, webhooks, and Flex routing automate what happens around it
Twilio's blueprint calls these real-time workflow automations: When Conversation Intelligence detects specific conditions, it starts downstream workflows, like escalating a conversation to a supervisor or triggering fraud-prevention activities, while the agent stays in control of the customer-facing conversation.
The two feed each other. The same signals that guide the agent mid-call (like sentiment, intent, and resolution status) can trigger a CRM update, supervisor alert, or follow-up workflow the moment they're detected. A frustrated VIP customer can get flagged for a supervisor, routed to a senior agent on the next contact, and logged with a summary, all from one set of operator results.

Keep your humans in charge
Agent assist works best when it's invisible to the customer and indispensable to the agent. The agent still makes the call…literally. AI handles the searching, the drafting, and the note-taking.
Start with wrap-up notes and a strong knowledge base. Add Copilot's real-time assist, then Conversation Intelligence when you need guidance shaped to your own scripts, policies, and signals. See how agent assist fits into Twilio Conversations, which surfaces customer history, next-best actions, and summaries in real time so agents resolve issues faster without switching tools.
